How can I improve service desk performance quickly?

Start with the backlog: review the oldest tickets, close what is obsolete and fix the routing rules that send tickets to the wrong group. Then publish knowledge articles for the ten most frequent requests and make sure SLA timers match reality. These changes rarely need a new tool and usually show results within weeks.

Which service desk KPIs should we track?

A short list you act on beats a long list you report: first contact resolution, mean time to resolve, backlog age, SLA compliance, reopen rate, user satisfaction or XLAs, and self-service deflection. The table above defines each one.

Do we have to change ITSM tool to optimise the service desk?
